That doesn't inspire confidence. They should be (ideally) somewhat competent.
This is the info that they have requested I send them as part of the users response;

That looks fine. Ask them for pcap files from users who are successfully allowed access. If they can't provide that, then I'd suggest getting another provider. TBH, they should be able to tell you how to inter-operate with their systems. If they can't, it screams incompetence. Alan DeKok.
